How to Measure Customer Satisfaction Effectively?
Short answer
The Right Time
Directly after a completed transaction – project completion, resolved ticket, delivery. Then the memory is fresh and the response rate is high.
An annual survey mainly measures who has recently been annoyed.
The Question
One is enough. Common variants:
- "How satisfied were you with ...?" on a scale
- "How likely are you to recommend us?" (Recommendation)
- "How easy was it to resolve your issue?" (Effort from the customer's perspective)
The third is often the most meaningful in service processes.
The Most Important Part
The open text field. "What was the main reason for your rating?" These answers are the real value. A number indicates that something is wrong – the text explains what.
What Needs to Happen with the Responses
For poor ratings: Call back within 24 hours. Those who ask and do not respond cause more damage than those who do not ask at all.
This is the reason not to start a survey for which there is no capacity for follow-up.
In the CRM
The rating belongs to the customer, not in a separate tool. This way, anyone who speaks with the customer can see how satisfied they were last time.
Data Protection
For personal data evaluation, the usual requirements apply. Anonymous surveys yield more honest answers but do not allow for a callback – this is a conscious trade-off, not a technical question.
